Is AI Fixing Your Customer Journey, or Just Hiding What’s Broken?
Using AI to support customers has an obvious appeal, particularly if it means questions can be answered more quickly, issues resolved without waiting for an agent and organisations can reduce the cost of handling those interactions. Those are all meaningful improvements, but they also assume that the contact needed to happen in the first place.
Talking to Garry Gormley, Founder of FAB Solutions, about failure demand raised an interesting question. Customers don’t always make contact because they want something new; often they’re getting in touch because something has already gone wrong, information hasn’t arrived or a previous interaction hasn’t resolved their problem. If AI becomes extremely good at dealing with those contacts, has the underlying problem actually been solved, or has it simply become less visible?
